Choose a website enquiry route by asking who will answer and what customers need to accomplish. Human live chat can suit questions requiring judgement when staff are available. Guided automation may handle a defined task. A WhatsApp link can offer a familiar contact channel, but it does not create a staffed service by itself.
These options can overlap. WhatsApp is a channel; a person or an automated process may respond through a channel. Separate those choices before comparing proposals.

Define the customer question before choosing a tool
Review the questions your business actually receives. Separate straightforward public information from requests that need account access, a tailored quotation or staff judgement.
Opening hours may already be answered on a service page. An unusual job may need a person. Clearer content could remove the first question without creating another inbox.
Write down the outcome you want: finding information, submitting an enquiry, reaching an assigned team member or completing another agreed action. Do not describe every conversation as a qualified lead. The existing website enquiry diagnosis guide explains why contact activity and suitable opportunities should be measured separately.
Compare the channel and response method
| Option | Useful question to ask | Operational requirement |
|---|---|---|
| Human website chat | Can staff help while the visitor is on the page? | Availability, assignment and a truthful offline experience |
| Rule-based guided chat | Can a defined sequence collect or route the request? | Clear options, understandable exits and maintained rules |
| AI-assisted conversation | Which answers or actions may be attempted? | Approved information, testing, boundaries and human review |
| WhatsApp contact route | Do customers want to continue in that channel? | An owned business contact and a process for handling messages |
WhatsApp's click-to-chat documentation explains that a link opens a conversation and can place a pre-filled message in the text field. Opening that link does not prove that the visitor sent a message or that the business received a useful enquiry.
WhatsApp's Business short-link guidance describes sharing a business link on a website. Ask the supplier to explain the distinction between a simple contact link and any proposed automated or integrated messaging system.
Make staffing part of the specification
List the hours someone can genuinely answer, which people handle each type of question and what happens when they are busy. Avoid an interface that says a person is available when the only working route is an unattended inbox.
HubSpot's live-chat documentation shows how a provider can distinguish operating hours, user availability and offline behaviour. Check these capabilities in the proposed setup.
For a hypothetical independent shop, staff may answer product questions while the shop is open, then review messages the next working period. The important decision is the honest customer message and assigned follow-up, not presenting every hour as live service. This example is illustrative, not a Nolixia client result.
Design the handover before automating answers
Use this routing worksheet to make the process concrete:
| Request type | Information needed | Responsible person | Supported outcome | Fallback |
|---|---|---|---|---|
| General service question | Relevant public page | Content owner | Accurate information or link | Offer a contact route if unclear |
| New project enquiry | Brief description and reply method | Sales or project contact | Saved request with an owner | Review unassigned requests |
| Existing customer issue | Approved identification process | Support contact | Appropriate staff review | Explain how follow-up will happen |
| Unexpected question | The customer's description | Named escalation owner | Human assessment | Acknowledge the limit rather than invent an answer |
HubSpot's rule-based bot actions provide an example of handover with different messages for availability, absence, capacity and unassigned conversations. Check current feature and plan dependencies before assuming that a demonstration is included in a quotation.
Decide what context follows the handover. Customers should not have to repeat the same request unnecessarily, and staff should understand why the conversation reached them. Define who reviews the source information and routing rules when services or responsibilities change.
Keep the fallback usable
Provide an alternative for someone who cannot use the chosen messaging channel. A visitor should still be able to find the normal contact information when a widget does not load, the external app is unavailable or nobody can answer immediately.
Check the chat on a phone. It should not cover the form's submit button, essential content or the controls needed to close it. Agree what conversation information is retained, which staff may access it and who controls the provider account. Those requirements need deliberate configuration rather than assumptions about a widget's defaults.
If the conversation needs a CRM handover, use the existing website CRM integration checklist to scope the resulting record and failure handling.
Test the awkward conversations
Ask the supplier to demonstrate a person requesting human help, an unknown question, no staff available, a busy team and an unassigned enquiry. Test a lost connection, a reopened conversation and a failed destination integration as well.
Record each customer message and staff outcome. For any automation, use realistic approved questions and confirm when it should decline to answer or route to a person. A greeting alone does not verify the process.
